Use AI in support without trapping customers in a loop.
Design a support workflow that helps with routine work while making human assistance easy to reach.
Use approved knowledge, require evidence for answers, and route uncertainty or sensitive requests to a person with the full conversation context.
Start with assistive work
Begin with ticket summaries, suggested categories, or response drafts for an existing support team. These tasks let you evaluate accuracy before giving a system permission to respond directly. Define which topics are unsuitable for automatic handling, such as disputes, account access, or exceptions to policy.
Make the knowledge base trustworthy
Choose a small set of maintained articles and policies. Assign owners and review dates. If two sources conflict, the workflow should flag the conflict instead of choosing confidently. An answer should be traceable to a current source. A product feature mentioned in an old internal note is not automatically a public commitment.
Design a complete escalation
When the customer asks for a human, provide the available route clearly. Pass the original conversation, attempted steps, relevant source, and unresolved question to the agent. Do not make the customer repeat everything. Set expectations for staffed hours and response timing rather than implying live support is always available.
Use a realistic evaluation set
Test common issues, ambiguous wording, missing context, hostile prompts, and requests outside policy. Compare drafts with an approved answer and record the reason for disagreement. Review both incorrect answers and cases where the system should have declined to answer. Keep private customer data out of test fixtures unless properly authorized.
Measure resolution quality
Track correct resolution, repeat contact, successful human handoff, customer feedback, and agent correction time. Deflection alone can look good while customers abandon the process frustrated. Review a sample of conversations regularly and provide an immediate way for operators to pause automated replies.
Try this next
Create a 20-case evaluation set from anonymized, representative issues and test a draft-only workflow before enabling direct replies.
